Introduction

In the competitive financial sector, providing high-quality services is crucial for customer satisfaction and loyalty. The Medan Utama branch of Pegadaian, a leading pawnshop in Indonesia, aims to understand the impact of service quality on customer satisfaction of Credit Customer Installments of the Fiduciary System (Creation). This study aims to investigate the dimensions of service quality, including tangible, empathy, reliability, responsiveness, and guarantee, and their influence on customer satisfaction.

Background

The Medan Utama branch of Pegadaian has been serving customers for years, providing various financial services, including credit customer installments of the fiduciary system. However, the branch has been facing challenges in maintaining customer satisfaction, which is essential for business growth and success. The branch management has been seeking ways to improve service quality and customer satisfaction, but the effectiveness of these efforts is uncertain.

Methodology

This study employed a quantitative approach, using a questionnaire distributed to 40 respondents, who are creative customers included in the category of bad loans in the Medan Utama branch. The sampling technique used was probability sampling with a random sampling approach. The types of data used included primary and secondary data. The analysis technique applied was multiple linear regression.

Results

The regression equation obtained from the study was:

Y = 0.109 x1 + 0.170 x2 + 0.411 x3 + 0.258 x4 + 0.140 x5

Statistical data analysis showed that the indicators in this study were valid and reliable variables. The classic assumption test revealed that the regression model was free from multicollinearity, there was no heteroscedasticity, and was normally distributed. The sequence of the influence of each variable showed that the reliability variable had the highest regression coefficient of 0.411, followed by responsiveness of 0.258, empathy of 0.170, and guarantees of 0.140. Meanwhile, the tangible variable had the lowest effect with the regression coefficient of 0.109.

Hypothesis Test

The hypothesis test using the t-test showed that the five independent variables studied had a positive influence, but only two variables had a significant influence on customer satisfaction, namely reliability and responsiveness. Through the F-test, the five independent variables studied were proven to be feasible to be tested for the dependent variable of customer satisfaction. The adjusted R-Square rate of 0.730 showed that 73% of customer satisfaction variables could be explained by five independent variables in the regression equation, while the remaining 27% were explained by other factors outside of service quality.

Discussion

Service quality is a crucial aspect that can affect customer satisfaction in the financial sector. In the context of the Medan Utama branch pawnshop, the results of this study showed that reliability and responsiveness were the two most dominant factors. Reliability reflects the company's ability to provide consistent and trustworthy services, while responsiveness illustrates alertness in responding to customer needs and complaints. This confirms the importance of good service management so that customers feel satisfied and have loyalty to the products offered.

The weakness of the tangible variable that had the lowest influence showed that physical factors, such as office appearance and service facilities, may not be too influential on customer decisions. However, this does not mean that these aspects are not important. Adequate facilities are still needed to create customer comfort. The balance between various dimensions of service quality is very necessary so that all aspects can provide added value.

Conclusion

This research provides useful insights for the management of a pawnshop in improving service strategies. By knowing the factors that have a significant effect, the company can focus on improving the quality of service in accordance with customer needs and expectations. Increasing reliability and responsiveness will have a positive impact on customer satisfaction and improve the company's image in the eyes of the community.
